Using the customer journey framework as a foundation, I translated broad corporate brand promises into a clear, on-site Operating & Service Playbook:
The playbook turned unwritten expectations into a structured, teachable operating model. New leasing associates were onboarded 75% faster, reducing dependency on trial-and-error learning. Marketing promises were directly connected to on-site execution, driving higher lead-to-lease conversion, raising resident renewal rates, and protecting online reputation across the portfolio.
