Project Overview (The Chaos)

A leading national multifamily operator had a strong commitment to resident satisfaction on paper, but in practice, the actual prospect and resident experience was fragmented across dozens of software systems, regional teams, and 3rd-party vendor processes. Marketing, leasing, operations, training, IT, and revenue management were all pulling in different directions. No single enterprise view existed to show the complete end-to-end journey, which team owned which interaction, or where leads and residents were dropping out, costing the portfolio converted leases, resident retention, and net operating income (NOI).

Project Execution (The Untangling)

I was brought in to lead an enterprise-wide Customer Journey Task Force to map the complete prospect and resident experience from end to end:

  1. Audited every prospect and resident touchpoint across three core phases: Attract, Consider & Convert, and Service & Advocate.
  2. Mapped out customer actions, system triggers, departmental ownership, and actual communication screenshots (emails, texts, portal messages).
  3. Identified more than 42 structural friction points where prospects got confused, ghosted, or dropped out of the funnel.
  4. Prioritized the top 10 high-impact operational levers using resident feedback and cross-functional data to directly drive revenue and retention.
  5. Delivered a master visual blueprint and functional tech requirements to align future CRM, self-guided touring, and portal integrations without breaking existing workflows.

Project Results (The System in Practice)

Instead of asking each department to fix isolated tasks, leadership received an integrated operating framework. Fixing the systemic "pipes" where leads were dropping out eliminated ad waste, ended cross-departmental finger-pointing, and drove a measurable lift in customer satisfaction and lead-to-lease conversion. For asset managers, this blueprint provided the nonnegotiable execution standard required to ensure property sub-brands actually feel elevated on-site across 3rd-party operators.
